This study investigated the three dimensions of employee engagement: dedication, energy, and absorption from the customer’s perspective. The service–profit chain (SPC) and employee behavior that promotes customer satisfaction and loyalty were examined. The results revealed that certain aspects of employee engagement are more readily perceived by consumers and more likely to promote customer satisfaction and loyalty. Findings showed that energy and dedication combined were most likely to foster feelings of satisfaction and loyalty among hospitality patrons. From a theoretical perspective, the study contributes to the literature by enhancing the SPC, revealing new insight into employee engagement, and linking employee engagement to positive consumer outcomes. Hospitality industry professionals may find that employee engagement benefits the customers’ perceptions of the establishment, ultimately increasing profitability. This study utilizes the SPC in the hospitality context and proposes a new link in the chain: employee engagement.  相似文献

ABSTRACT

Despite the considerable growth of the wellness spa tourism market, little research has examined the intricate procedure involved in travelers’ loyalty toward Thailand as a wellness spa tourism destination. This research aimed to explore such loyalty formation by investigating the relationships among performances of wellness spa tourism in Thailand, affective experiences, and overall satisfaction. A field survey methodology was used for data collection. Findings of the structural analysis revealed that product performances, affective experiences, and satisfaction were in general significantly associated, and that these variables contributed to a satisfactory prediction for destination loyalty. In addition, the adequacy of the second-order structure of the performances of Thai wellness spa tourism was demonstrated. Moreover, the relative effectiveness of satisfaction in building loyalty was identified. Both affective experiences and satisfaction were also found to have a significant mediating impact. Implications for destination researchers and practitioners are discussed.  相似文献

(2016) aim to contribute to brand equity literature by introducing the concept of Consumer-Based Brand–Retailer–Channel Equity (CBBRCE) to capture the synergies created by brand, retailer, and channel equity. This commentary discusses their study in light of extant literature and provides alternative viewpoints. Specifically, it focuses on one of the key issues these authors investigate, namely retailer equity, with a view to highlighting the limitations in current retailer equity measurement. This study examines, for the first time, the influence of national culture and industry structure on customer loyalty in grocery retailing. Grocery retailers have a long and continued history of international expansion and it is vital to understand how loyalty can be nurtured in different contexts. Thematic analysis of focus groups conducted in the culturally and structurally disparate countries of the United Kingdom and Sri Lanka provide unique insights. Key differences have been identified around consumer preferences and perceptions of loyalty programmes and the key drivers of different loyalty types. Airport duty-free shopping is becoming the most important source of revenue and profit. As airports provide a unique retailing environment that differs from the day-to-day distribution channels, observation of travelers' shopping behavior in airports shows that it is different from that in traditional retail store environments. Duty-free retailers at airports must recognize this specific shopping behavior to maximize their sales performance. We examine the relationship between two different types of impulse buying behaviors: cognitive and affective. We also study travelers' satisfaction/loyalty in the context of airport duty-free shopping using two moderators of this relationship: intrinsic and extrinsic motivations. Data were collected from outbound Chinese travelers, who represent the largest proportion of travelers worldwide, to identify implications for airport duty-free retailers. This study found a positive relationship between affective impulse buying behavior and travelers' satisfaction, an aspect that also generates loyalty in the context of airport duty-free shopping. Furthermore, travelers' extrinsic motivations moderate the negative relationship between affective impulse buying behavior and travelers' satisfaction. This study provides insights that airport duty-free retailers can utilize to motivate travelers’ consumption and enhance their satisfaction in duty-free shopping, thereby increasing consumer loyalty.  相似文献

Abstract

This study examines the indirect effect of employee empathy on service loyalty through the intervening effect of trust in and satisfaction with service employees during service interactions. Data were obtained through a self-administered questionnaire from university students. A total of 410 useable responses were used to perform data analysis. Confirmatory factor analysis, structural equation modeling, and bootstrapping for indirect effects were conducted to test the hypotheses. The results show a significant effect of employee empathy on trust in service employee and satisfaction with service employee during customer–employee interactions. Also, satisfaction with a service employee showed a significant effect on service loyalty during service interactions. The study enhances the understanding of empathy within banking services during interactions between service employees and customers. It also provides insights for service managers and frontline service employees on how empathy develops customer’s trust and satisfaction with service employee.  相似文献

ABSTRACT

Understanding gender-related nuances connected to customer complaining behavior in a valuable market segment in a low-income economy is strategically important to customer relationship management practitioners in the hospitality industry. Using customer complaining behavior taxonomies and Eagly’s social role theory, this quantitative study examines how selected demographic variables, attitude toward complaining, customer loyalty, and likelihood of success affect the verbal complaining behavior of a sample of college students in Zimbabwe in restaurants contexts. The findings revealed that all the proposed predictors had statistically significant effects on voiced complaining. In addition, the gender variable moderated the influence of the non-demographic predictors. Interestingly, the likelihood of success variable had a negative influence on the respondents’ propensity to complain verbally. Based on this evidence, it is concluded that gender is integral to how college students react to service failure in restaurant environments. Consequently, marketers of related services should implement customized gender-sensitive customer complaint handling and service recovery strategies.  相似文献

Many studies on destination loyalty intention of the heritage tourists have failed to examine the influence of historical nostalgia. This paper examines the effect of historical nostalgia generated during the trip to a cultural heritage site on destination loyalty intention of the heritage tourists through perceived value and satisfaction. A survey was conducted at one of the world cultural heritage sites – Mahabalipuram, India. A conceptual model was developed and the hypotheses were tested using structural equation modelling technique. The results revealed that the historical nostalgia had a significant positive effect on the perceived value, satisfaction and tourists’ destination loyalty intention. The paper contributes to the tourism studies by revealing the antecedent role of historical nostalgia and suggests tourism managers to use historical monuments and structures to evoke historical nostalgia in order to attract heritage tourists.  相似文献

This article provides insight into a less investigated area that deals with marketers’ responses to negative reviews—a phenomenon known as webcare. Specifically, it examines the effects of (a) salient webcare characteristics like strength and timeliness on consumer forgiveness in the presence of review helpfulness as a moderator, and (b) forgiveness on consumers’ cognitive, affective, and conative loyalty. A 2 (webcare strength: strong vs. weak)?×?2 (webcare timeliness: timely vs. delayed)?×?2 (review helpfulness: high vs. low) between-subjects experiment in a fictitious casual dining restaurant context reveals that webcare timeliness and strength of webcare play affect consumer forgiveness positively which subsequently affects consumer loyalty. These findings are distinctive from previous research because it opens up a new area that deals with managers’ responses to negative reviews. It also explores how the detrimental effects of these reviews can be reduced by manipulating salient characteristics of managers’ responses, i.e., webcare.  相似文献

This article aims to identify factors which support customer loyalty, either through dedication or by imposing constraints, and subsequently empirically analyzes the relationship between identified factors and the attitudinal and behavioral component of loyalty in the context of retail banking. Data collected from a sample of 293 retail banking customers have been analyzed through structural equation modeling. The study results suggested two constraint promoting factors and one dedication promoting factor which supported loyalty. The study contributes to knowledge by empirically testing the qualitative model and coming out with empirically proven dedication-promoting and constraint-promoting loyalty supporting factors.  相似文献
